Course Overview

An insurance policy is a promise, and customers judge that promise most sharply at the moments when they need it: when a claim is reported, when a renewal premium changes, or when a simple service request takes longer than expected. Customer Experience & Service Excellence in Insurance focuses on how insurers, takaful operators, brokers and bancassurance partners can design and deliver experiences that build trust, retention and long-term customer value. The course follows the insurance customer lifecycle from needs analysis and sale to onboarding, policy servicing, renewal and claims. Participants will learn how to map customer journeys, identify pain points and unnecessary customer effort, connect front-line interactions with back-office processes, and prioritize improvements that matter most to customers and to the business. Particular attention is given to the claims experience, complaints handling and the fair treatment of customers. Participants will examine how clear communication, realistic expectations, timely decisions and empathetic handling of declined or disputed claims influence loyalty and reputation, and how complaint data and root cause analysis can drive lasting service improvements in line with conduct and consumer protection expectations. The programme also addresses customer experience measurement, including Net Promoter Score, customer satisfaction and customer effort score, alongside operational indicators such as turnaround times, first contact resolution and claims cycle time. Participants will explore omnichannel and digital service, the balance between self-service and human support, and the leadership, frontline capability and governance needed to sustain a service culture. Through journey mapping workshops, complaint case studies, measurement exercises and roadmap planning, participants will leave with a practical customer experience improvement plan suitable for insurance companies, government and semi-government insurance entities, banks with insurance distribution, and large corporate insurance programmes across the region.
